      I ordered a heat exchanger for my furnace on 1/23/2025 that was under warranty. I was told by the company if I did not receive the part within 10 days they would give me a new furnace. They also advised me that I would need to pay for the part and when it arrived I would be reimbursed since the part was under warranty. It has been 14 days without heat in my home and the company did not give us a new furnace after the 10 days. Additionally now they want an additional $280 dollars to release the part to me which was not disclosed at the time the order was made. Lastly I asked them to cancel the order since I did not receive the part and they stated they would not and would only cancel the order if I payed the $280 freight charge that was never disclosed on an item I did not receive.

      Dear BBB:

      Although I understand Yanouchka Naricisse's frustrations with having a non-functioning furnace during wintertime I believe that this complaint is mis-directed.  Please see below for an explanation

      As the distributor, we do not service the units nor do we guide a consumer through the warranty process.  This is the responsibility of the company doing the service, in this case I believe that was **** at Five Star Air.

      The product is warrantied by the manufacturer, and they are the ones who define the terms of the warranty and the process, including that freight charges are not included in the warranty and what they may support if the part is not immediately available.

      As a distributor, HVAC attempts to stock replacement parts to support service and warranties.  But it is not possible for us to stock every part.  In this case, we are dependent on the manufacturer to have the part available.  And failing that, what other steps could be taken to fulfil the warranty.

      It appears from the complaint that there was either mis-communication between Five star and the consumer or perhaps a misunderstanding regarding how her warranty could be supported.

      HVAC made a good-faith effort to procure the warrantied part.  The request from **** at Five star came on 1/23/25 and the part was ordered from the manufacturer the same day.  And the manufacturer was contacted about availability and what to do if the part was not available.  **** at Five Star was informed about the next steps in the process at the same time.

      This being said, when the consumer contacted HVAC about this issue we refunded the entire amount that had been charged on their credit card.

      If there is any other information needed, or if a conversation about this issue is needed we would be available to provide either.
